Customer Service Rep Tier 2

Details: Position Description Position: Customer Service Rep Tier 2 Department: Customer Operations - Customer Service General Job Description : This is an hourly position that reports to the Customer Service Supervisor and works closely with the Travel Agents and our Customers while in travel. The function of this position is to do what is necessary to ensure a high-quality customer experience when interacting within the call center environment and offer the best customer service level in the industry. This role handles highest level of service issues to ensure our travelers' escalations are resolved in an efficient and timely manner. The Customer Service Rep provides knowledge and expertise to effectively resolve any service-related issues, while balancing the needs of the traveler and the business and supporting three focus areas: research, service (via phone), and operations. The Customer Service Rep will resolve first level elevated customer service issues while our customer is in travel as well as do any follow up work or resolve customer service issues that were not called in to our queue. This position will address emails, voicemails, faxes, and letters as well as many other forms of communication and correspondence which allow clients to express a need for customer service as they arise. The daily volume of inbound contacts received may determine the specific focus for each individual within the department and within this position. This role is also responsible for payment calls, follow up work, highly skilled on the spot decision making and online booking engine back up. This role also includes the basic knowledge of Sabre and ticketing. Tasks may cross over into other departments as assigned by management. The Customer Service Rep must be self motivated, flexible in nature, able to work in an active and always changing environment, have excellent follow through, take action as needed, with or without direction, be people oriented and maintain a constant level of self-sufficiency and team work. The Customer Service Rep will be the liaison between Travel Agents, Customers and Classic's Product Development department to monitor and identify issues with the vendor and escalated complaints. A high level of communication and interaction with travel agents, vendors and Product Development team members is required. The duties and responsibilities listed below set forth some, but not all, of the job requirements. PRIMARY DUTIES AND RESPONSIBILITIES: Phone Queue Provide helpful, useful and effective service for "in-travel" and "post- travel" concerns; the ability to be flexible and to deal with conflict are a must Assist customers, vendors and travel agents with elevated customer service issues. Customer Service Reps must display timely and innovative problem solving and decision-making skills as issues arise Follow up on all issues in a timely manner to be determined by each individual situation Calculate costs and/or refunds due to travelers and make adjustments to bookings in Plex as required Follow up with Vendors for correct refunds and adjustments owed to customer or Classic Vacations Take appropriate steps to ensure customer is satisfied and close file based on completion of complaint Research and analyze data from various sources (GDS, Computer Reservation System (CRS) Logs, on-line AP/Recon System, etc.) Training Enhance quality of service provided by working with team to improve overall quality and to reduce errors, assist each other in solving problems and Identify patterns by logging calls and complaints as made by travel agents and customers and bring escalated issues to the attention of the Customer Operations Director and Supervisors to keep service levels at a high level Participate in all trainings offered by Classic Personal Effectiveness Maintain product and destination knowledge as it relates to ability to provide service by attending offered FAMs, training classes, seminars, workshops, etc. Maintain an organized work area that allows for superior service and follow up Attend and participate in offered technical skills training Identifies service problems and conducts root cause analysis. Work with Training Manager to assist with training for new hires. Establishes and maintains positive working relationships with agents, peers, management, corporate, network, coworkers, and vendors. Elevated Problem Solving Assist customers with elevated, complex and often challenging problems Solve any issue with minimal cost and creativity. Make sure customers (Travel Agents and direct customers) are completely satisfied with resolution Get hotel penalties and fees waived for Classic Vacations Additional duties as assigned. SKILLS REQUIRED: 1. Communication Skills Must be able to conduct self in professional manner on the telephone, and with all other forms of communication, supporting Classic Vacation's mission, values and promise. Must be able to effectively express self with travelers, travel agents, vendors, peers, supervisors and all other contacts in verbal and written manners, including but not limited to written acknowledgement of post travel inquires and composing letters of explanation/apology. 2. Computer Skills Must demonstrate ability to effectively navigate Classic Vacation's reservation system (Plex), Microsoft applications including Outlook, Excel & Word. Must be able to function in a Windows environment and be familiar with word processing applications. Basic knowledge of Sabre and ticketing 3. Reservation Knowledge Must know or demonstrate the ability to learn the concepts regarding travel procedures involved in creating a flexible individual travel itinerary and changes, adjustments and cancellations of the same. 4. Additional Skills Ability to maintain a positive and friendly demeanor when communicating with travelers, travel agents, vendors, internal departments, peers and supervisors.
